It's 11:40 PM and a guest three time zones from home is deciding between two hotels. Both look the same on the booking site. She messages one on WhatsApp to ask about late check-in. It answers in ninety seconds. She never even opens the other hotel's website again.

That is not a booking a hotel lost to price or location. It is a booking a hotel lost to a phone number nobody wanted to dial.

The generation that will not pick up the phone

For years, hospitality treated the telephone as the backbone of guest communication, ringing at the front desk, ringing in reservations, ringing in the middle of the night. That assumption is aging out along with the travelers who made it. Across age groups, 70% of consumers say they would rather a business text them than call them, and among Gen Z specifically that number climbs further: 75% prefer texting to a direct phone call, and 67% say they favor live chat over phone support for the kind of everyday interactions a hotel handles dozens of times a day, checking a rate, confirming a late check-out, asking whether the pool is open. When researchers compared how Gen Z and Millennials actually use their phones, 69.4% said they would choose a messaging app over the phone app itself, a figure that rises to 73.4% in the United States and 73% in the United Kingdom.

None of this means younger travelers dislike hotels. It means they experience the phone call itself as friction: something formal, something that interrupts, something built for a world before every traveler carried a device that could answer in text within seconds.

Why WhatsApp became the real front desk

Nowhere is this shift more visible than in the channel guests have already chosen for themselves. WhatsApp now reaches more than 3 billion people worldwide, and it has become the default way guests expect to reach a hotel across Latin America, Europe, the Middle East, and large parts of Asia. A 2024 Skift Research report found that 78% of European travelers prefer WhatsApp over email or phone when communicating with a hotel during their stay, and in the region's properties WhatsApp alone accounts for 45% to 55% of total guest messaging volume, more than every other channel combined.

The expectations that come with that channel are unforgiving. Guests judge a hotel's WhatsApp line the way they judge a friend's replies: a response within five minutes during the day is the baseline, in-stay requests are expected to be handled inside ten minutes, and a pre-booking question left unanswered for more than an hour is, for practical purposes, already lost to a competitor who replied first.

Most hotels cannot staff a person to hit those numbers around the clock, especially independent properties with twenty to a hundred and fifty rooms and a lean front-of-house team.
